A lot of hosting providers hire support first and engineers second. It makes financial sense on paper. Support tickets can be routed, scripted, and handled by staff who do not need to know the internals. Engineers cost more and are kept away from customers so they can ship.
We do it the other way around. Our support team is made up of the people who also build and operate the platform. Here is why that changes your experience.
Questions Do Not Get Parroted Back
When you describe a DNS problem, or a mail routing oddity, or a weird behaviour in the admin panel, you are describing it to a person who has been inside the code that produces that behaviour. They understand the context immediately. They do not ask you to try turning it off and on again as a reflex. They ask the specific question that narrows down the cause, because they know the cause categories from the inside.
Fixes Happen Faster
If your issue turns out to be a platform bug, it gets fixed today, not in three releases time. The person diagnosing the problem is the person who can push a fix. There is no queue of product managers prioritising it against a roadmap. There is no translation layer where the ticket becomes a feature request, then a JIRA epic, then a deprioritised backlog item.
Quality Improves Over Time
A support team that is also an engineering team learns from every ticket. A recurring question becomes an admin panel tooltip. A confusing error message becomes a clearer one. A brittle corner of the product becomes a sturdier one. You do not have to wait for a quarterly retro to influence the product. You are already influencing it, every time you file a ticket.
The Cost
Being structured this way puts a ceiling on how fast we can grow. You cannot scale a platform that way infinitely. We know. We are not trying to. We are running the size of business that lets us keep this model, and we plan to stay that size for a long time.
